A customer screams at you: "This product is garbage! You are an idiot!" He is
totally wrong. What is your goal?
๐ญ How to Think About This
In a conflict, you have two brains: The Lizard (Reaction) and the Commander (Strategy). The goal
isn't to win the argument; it's to win the peace.
Choose your reaction:
He is angry. If you get angry back, you just doubled the anger in the room. This
leads to escalation, complaints, and maybe violence.
Failed.
You protected your ego but lost control of the situation.
Trying to use logic on an emotional person is like trying to put out a fire with
a math book. It doesn't work. They can't hear facts until they feel
heard.
Ineffective.
You can't reason with rage. You must lower the temperature first.
By validating his emotion ("You are frustrated"), you bypass the argument. You
align with him against the problem. This lowers his defenses.
Correct. De-escalation Success.
The Insight: Escalation happens when someone feels ignored
or attacked. De-escalation happens when they feel understood.
The Strategy: "Labeling." Name the emotion they are feeling.
"It sounds like you are disappointed that this didn't work." It forces their
brain to switch from 'Fighting' to 'Listening'.
